Customer apology email that owns the mistake and fixes it
A customer was charged twice, received the wrong item or waited too long, and they are upset. A vague "sorry for any inconvenience" makes it worse. Paste their message and your todo.is agent writes a customer apology email that names the problem, explains briefly what happened, and says exactly what you will do and by when.
The prompt
- Write a customer apology email. Here is the customer's complaint: [CUSTOMER MESSAGE]. What actually went wrong on our side: [WHAT HAPPENED]. What we will do to fix it: [YOUR FIX OR COMPENSATION], and what we changed so it does not happen again: [WHAT YOU CHANGED]. Apologize clearly in the first two lines without blaming the customer or making excuses. Use their name, keep it under 160 words, and give one named person to contact. Sign it as [YOUR NAME AND ROLE]. Avoid "any inconvenience" and "we value your business". Save it as a Gmail draft reply to their email. Do not send it.
What to change
- [CUSTOMER MESSAGE]: Paste their email or review, or say "the latest email from Peter Grant in my Gmail".
- [WHAT HAPPENED]: The honest internal reason in plain words, e.g. "a payment system bug charged 60 customers twice on 2 October".
- [YOUR FIX OR COMPENSATION]: E.g. "refund of the duplicate charge today, plus 20% off the next order".
- [WHAT YOU CHANGED]: E.g. "we added a check that blocks duplicate charges". Write "still investigating" if you do not know yet.
- [YOUR NAME AND ROLE]: E.g. "Mia Torres, Customer Care Lead".
Example result
- The email
- Subject: Re: Charged twice for my order #48211
- Hi Peter,
- You were charged twice for order #48211, and that is our mistake. I am sorry. Seeing an unexpected charge on your card is stressful, and you should not have had to contact us to fix it.
- Here is what happened: on 2 October a fault in our payment system charged some customers twice. It was not caused by anything you did.
- What we have done:
- • Refunded the duplicate charge of $86.40 today. It can take 3 to 5 working days to appear on your statement
- • Added a 20% discount to your account for your next order
- • Added a check that blocks duplicate charges, so this cannot happen again
- If the refund is not on your statement by next Friday, reply here and I will sort it out personally.
- Sincerely,
- Mia Torres

- The 4 parts of a good customer apology
- • Own it: "that is our mistake", not "we apologize if you feel"
- • Explain briefly: one or two sentences, no technical excuses
- • Fix it: what you did, with amounts and dates
- • Prevent it: what changed, so they trust you again
- Phrases to avoid
- • "Sorry for any inconvenience" (sounds automatic)
- • "As per our policy" (sounds like an excuse)
- • "Unfortunately" in the first line
How to do it with todo.is
- Copy the prompt and paste the complaint, what happened and your fix into the [brackets].
- Paste it into todo.is or send it to your agent on Slack or WhatsApp.
- Your agent writes the apology and saves it as a draft reply in the customer's Gmail thread.
- Check the amounts and dates, then send it. For many affected customers, ask for one template with a name field.
Tips for a better result
- Reply fast. A sincere apology within a few hours does more than a perfect one three days later.
- Only promise what you can deliver. If you are still investigating, say when you will update them.
- Make compensation match the problem. A refund for a billing error, a replacement for a wrong item.
- Ask your agent to "check my support inbox every hour and draft replies to angry emails first" as a recurring to-do.
customer apology email: FAQ
- How do you apologize to a customer by email? Name the problem and say sorry in the first lines, explain briefly without excuses, say exactly what you will do to fix it and by when, and give a person to contact.
- Should I offer compensation in an apology email? When your mistake cost the customer money or time, a refund, replacement or discount shows you mean it. Match it to the size of the problem.
- Should I admit fault? If it was your mistake, yes. Honest ownership usually calms people down. For anything with legal risk, check with your manager or a lawyer first.
- Can my agent handle lots of complaints at once? Yes. Attach or point to the emails and your agent drafts a personal reply for each one, for you to review and send.
